Passengers arrive at the airport with their own life experiences and (emotional) baggage. Flight attendants feel the same way. We also have diverse cultural norms and expectations. Then we’re locked inside a metal tube for many hours together. That may go very horribly at times, and we all need to be a little more patient and understanding.
On Wednesday, Tatiana Zambrano flew from New York JFK to Cali, Colombia, on American Airlines flight AA2161. She claims she was instructed to put her phone down by a flight attendant. “I was chatting to a relative in [her] own country,” she said. Her aunt had died the day before, and she was on her way to see her family and attend the burial. According to her, the flight attendant warned her that she was breaching federal law by continuing to speak. And you’re right.
She didn’t immediately hang up the phone. She was visibly terrified, and she refused to cooperate. That’s when everything started to go wrong. As she describes it,
He returns a second time, roughing up my shoulder and accusing me of breaching a federal statute. And when I demand respect from him, he begins yelling at me that he doesn’t want to talk to me, and I tell the captain to disregard the laws, they take me off the plane and there are no more flights…to Colombia, and I feel physically and verbally assaulted, as well as the pain of my deceased relative.

Please. My family members died today as a result of my agony, and I was insulted by a flight attendant from aircraft 2161 at @JFKairport. I don’t have any flights to Colombia available right now. I was also subjected to physical abuse.

There are many things going on here.
- It is a strict requirement that passengers must turn off their mobile phones before the aircraft takes off. It’s not merely a request from the flight attendants or an airline policy; it’s a statutory mandate.
- One person should not be able to cause a flight to be delayed for everyone, yet settling the matter amicably rather than delaying an aircraft to remove a passenger would result in a shorter flight delay for everyone.
- It’s still preferable to deal with a customer on the ground if airline personnel believes he or she may create difficulties in the air, posing a safety or diversion risk.
- And there are many misconceptions and misjudgments.
So, how do you go about it? “Caring For People On Life’s Journey” is American Airlines’ mission statement. That does not seem to have occurred in this case. It would have been more prudent to spend a few moments to figure out what was going on with this passenger. Knowing she’d just lost a family member, she wasn’t in the ideal frame of mind to absorb the requirement to put the phone down, and being encouraged to do so more gently could have helped. Notifying her that she needed to do so in order to attend the funeral could have been helpful.
When a flight attendant brushes into me with a galley cart or otherwise, they usually pat my shoulder and apologize. When someone touches me while apologizing for touching me, I always find it weird. To stress the point, tapping the lady on the shoulder definitely wasn’t a smart idea.
There’s no denying the lady was in the wrong for talking on the phone as her aircraft was about to take off, and she was instructed to put the phone down. But it seems that a little sympathy and understanding for where she was coming from was in order.
Tatiana Zambrano had no means of getting to her family yesterday since the aircraft to Colombia took off 24 minutes late and landed in Cali 35 minutes early.
